How should an insurer handle the renewal call spike?

Renewal is when the phones spike and retention is decided in a single call. Here is how to answer every one of them without losing the customer, or crossing a line you should not.

The short answer: answer every renewal call, chat and email the moment it lands, handle the routine questions from your own approved information, and hand anyone who wants advice, wants to query their price, or wants to leave straight to a person. The mistake is letting the renewal spike ring out, because a policyholder who cannot get through to ask one question does not wait, they open a comparison site.

Why is renewal such a pressure point?

Two reasons, at the same time.

The first is volume. Renewals cluster. A book written through a busy season renews through a busy season, so the calls, the emails and the "why has my price gone up" questions all arrive in the same few weeks, on top of the everyday claims and service work. The team that copes fine in a normal month is suddenly under water.

The second is that renewal is the moment retention is decided. A policyholder ringing to query their renewal is one conversation away from staying or leaving, and if that call rings out, the decision gets made for you. Since the FCA's general insurance pricing rules came into force in January 2022, the renewal price a customer sees can no longer quietly walk up above what a new customer would pay, so more of them are actively checking and comparing at renewal. Being reachable at that moment is not a nicety. It is the retention strategy.

What goes wrong when the renewal phones overload?

The queue does the damage, not the price.

When every line is busy, the customer who only wanted to ask whether their cover still fits, or how to pay, cannot get an answer, so they assume the worst and shop around. Meanwhile the customer who genuinely needs to speak to a person, the one with a real query or a reason to leave you could actually address, is stuck behind a queue of routine questions. You lose the easy saves to the busy signal and the hard ones to the wait.

Under the Consumer Duty, that is not just lost business. A renewal process a customer cannot get through is exactly the kind of foreseeable harm the Duty asks you to design out.

What can an AI agent do at renewal?

It takes the weight of the routine off the queue, so your people are free for the conversations that actually decide whether a customer stays.

  • It answers every renewal call, chat and email the moment it lands, in your firm's voice, so nobody hits a busy line at the point they are deciding whether to stay.
  • It answers the routine questions from your own approved information. What the cover includes, what has changed, how to renew, how to pay, when the policy lapses. Answered from your wordings, with a full record of every word.
  • It captures the ones who need a person and routes them straight through, with context: anyone querying their price, wanting advice, or telling you they intend to leave.
  • It never lets the spike ring out, so the easy retention saves are not lost to a queue, and the difficult ones reach a human quickly.

The line it will not cross

Renewal is exactly where an agent has to know its limits, because retention pressure and regulated advice sit right next to each other.

  • It does not advise on whether to renew. That is a recommendation, and it stays on the information side of the FCA's line, then hands to a person.
  • It does not negotiate or pressure. It will not try to talk a customer out of leaving. The moment a call is about price or a decision to leave, a person takes it.
  • It does not guess. If a wording does not cover the question, it says so and escalates, rather than inventing an answer at the worst possible moment.

Handled this way, the agent protects retention by making sure everyone gets through, not by putting words in your name that you would not stand behind.

Frequently asked questions

Will customers know they are speaking to an AI agent?

Yes. It says so. Pretending otherwise is a conduct risk and it is not worth the deception.

Does it try to talk people out of leaving?

No. It answers the factual questions and, the moment a call becomes about whether to renew, the price, or a decision to leave, it hands the policyholder to a person. It never pressures anyone or gives advice.

Does it work with our policy and CRM systems?

It sits alongside your telephony, CRM and policy systems and answers from your own approved wordings and information. It does not replace them.

We have kept this piece to what is citable. There are plenty of confident figures about renewal-season call volumes and retention, but insurers hold that data internally, so pull your own call data by hour and week and you will have a number your board trusts.
